The Service Desk is IT’s front door. It is where users feel whether IT works or not. It is also where artificial intelligence can deliver quick, visible gains, as long as it is applied in the right place. - Well-defined ITIL processes: clear categories, priorities and SLAs. AI learns from what exists; if classification is chaotic, it reproduces the chaos.
- Before-and-after metrics: time to first response, first-contact resolution, reopens and satisfaction.
- Care with data: tickets contain personal data and sometimes credentials. Masking and usage policies are mandatory, in line with LGPD and GDPR.
- Human oversight: any automatic action that changes access or systems needs approval rules and an audit trail.
